How do firms learn from complaints without blaming individuals?

Every firm handles complaints, and the formal process is well defined. What happens afterwards — whether anything changes — is far less consistent.

This matters because a complaint is one of the few sources of direct, unfiltered evidence about how a firm's advice is experienced. A culture that treats complaints purely as a threat tends to lose that evidence.

Questions for discussion:

  • How does your firm feed complaint outcomes back into process or training?
  • What keeps that conversation constructive rather than defensive?
  • Which recurring complaint themes have you seen across the profession?

Do not post details of live complaints, clients or named individuals. Nothing here is regulatory guidance.

One request before you reply: please describe what you have actually seen rather than what is generally said to be true. Broad claims about what advisers think are far less useful than a specific, anonymised observation, and firms should always take their own compliance view on anything discussed here.
